Responsibilities

Lead and manage high-priority Major Incidents across complex enterprise environments, ensuring rapid service restoration and effective stakeholder communication
Coordinate internal and external resolver teams during critical outages and service disruptions
Perform risk and impact analysis for high-risk changes to protect customer experience and service integrity
Own the Problem Management lifecycle , including root cause analysis (RCA), stakeholder engagement, and executive reporting
Proactively analyze incident trends to identify recurring issues and drive preventative problem management initiatives
Monitor, manage, and continuously improve ITIL process maturity across Incident, Problem, Change, Configuration, and Service Level Management
Deliver ITSM and ITIL training, coaching, and process guidance across IT teams
Track, analyze, and report Service Level performance (SLAs, OLAs, KPIs) with actionable insights and improvement recommendations
Partner with Service Owners and IT leadership to improve service reliability, operational resilience, and customer satisfaction
Support enterprise governance frameworks and compliance initiatives across IT operations

Required

Proven experience in Incident Management, IT Service Management (ITSM), and ITIL process leadership
Strong expertise in Major Incident Management, Problem Management, Change Management, and Service Level Management
Excellent stakeholder communication and executive presentation skills
Ability to analyze operational data and translate insights into performance improvements
Strong organizational, leadership, and time management capabilities
Experience working within IT governance frameworks (e.g., COBIT, SOX)
Service management process leadership experience across enterprise environments
ITIL v3 or v4 Foundation certification (required)

Preferred

Experience with ServiceNow ITSM
Additional ITIL certifications
